I was disappointed with my interaction with the new front desk staff during my annual appointment. While I understand policies must be communicated, the manner in which they are conveyed is just as important. Customer service should reflect professionalism, warmth, and attentiveness so patients feel heard and welcomed. At the time of my check-in, I was informed that a $70 refraction fee would be collected in addition to the copay. There had been no prior notification (such as a memo, email, or letter) sent to patients about this new fee. Victor stated this fee had not been collected by previous staff and that this was the reason for their dismissal. It is also important to note that this refraction fee is typically not covered by insurance. Victor was very firm and persistent about collecting the $70 fee, even after I explained that I do not usually have a refraction test done during my visits. I asked whether I could opt out of the test, and he stated that it is part of a comprehensive exam. I explained that I receive my glasses and contact lenses through my optometrist and did not want to be charged for the test. He then said I could ask the doctor to remove the charge, but that the fee would still be collected at check-in. For clarity, a refraction exam is a 30-60 minute, non-invasive procedure used to determine a prescription for glasses or contact lenses and diagnose refractive errors such as nearsightedness, farsightedness, and astigmatism. It typically involves reading a chart while the doctor changes lenses and asks which option provides better vision. In my case, I did not receive a refraction exam from the technician, and the doctor confirmed that the front desk would refund me on my way out. Victor did process the refund after the doctor placed a note in my chart. Additionally, Jasmine from outpatient registration could improve her tone when assisting patients. She was not very pleasant when answering questions. She asked who scheduled my appointment, and when I requested that she check in the system, she did not appear confident in how to verify that information. I believe staff members would benefit from additional customer service and communication training to ensure patients feel respected, informed, and supported. Suggestion: Print out an explanation of what a Refraction exam is and what is involved. Patients will pay the fee if they know why they're being charged.
